Generative AI in Customer Service: A Practical Operating Model
Make knowledge, review and recovery part of the implementation.

For support leaders and ai program owners
Choose a specific use of generation
Drafting replies, summarizing conversations and answering from documentation are different workflows. Define who sees the output, what information it can use and whether a person reviews it. Do not group these jobs under a single automation success rate.
Give knowledge a maintenance process
Assign owners to policies, remove conflicting copies and test updates before broad exposure. Include incomplete questions and missing evidence in evaluation. The system should communicate uncertainty or escalate when it cannot support an answer.
Evaluate failure severity
An awkward sentence and a misleading account instruction have different consequences. Create a review rubric that records both frequency and severity. Keep examples separate from the content used to tune the system, and recheck after meaningful knowledge or configuration changes.
Protect the action boundary
Treat instructions found in retrieved documents or customer messages as untrusted input. Restrict external tools to the intended task, verify permissions and require appropriate review for consequential changes. Retain a human route and a way to stop the workflow when behavior becomes unreliable.
Report operating evidence honestly
Measure useful answers, corrections, repeat contacts and maintenance effort. Instaconnect offers content-grounded answers and supported transcript or summary workflows; it does not establish autonomous commerce or account actions. Broader benefits require a pilot with your own customers and acceptance criteria.
