Separate three different jobs
Answering from a knowledge base, assisting an employee and acting in another system are different jobs. An assistant that drafts a reply does not necessarily have permission to issue a refund. A product can support more than one job, and its marketing label does not establish the boundaries. Write down the exact customer request, permitted information and expected result for each workflow you want to automate.
Prepare a useful evaluation set
Collect representative questions, remove personal information and label the expected answers with your subject-matter experts. Include incomplete questions, contradictory documents, expired policies and requests outside the intended scope. Keep a held-out set for later checks so tuning does not simply memorize the test. Record answer correctness, source quality, escalation quality and serious failure types separately.
Keep knowledge under ownership
Assign an owner to pricing, cancellation, account and support policies. Remove conflicting versions and record when changes become effective. Check what the tool retrieves when a customer is eligible for a different plan or region. Knowledge maintenance is continuing work; neither buying a platform nor changing a model removes that responsibility.
Design the human handoff
Define when the assistant must stop and who receives the request. A useful handoff includes the conversation, the customer’s stated goal and actions already attempted. Show an honest next step when no employee is available. Test a frustrated customer, an inaccessible video route and an unavailable queue instead of testing only successful automated answers.
Give actions a narrower boundary
For an action that changes an account or transaction, require the appropriate identity checks, permissions, review and audit trail. Confirm how an action is reversed and what happens if an external system times out after accepting it.
